Which Real-Time Metrics Help Keep Contact Center SLA on Track?

SLA usually doesn’t go wrong all at once.
It starts with small changes on the floor — the queue starts building, the longest wait keeps increasing, and fewer agents are available.
That’s where real-time monitoring becomes useful.
Instead of checking SLA only after the damage is done, supervisors can watch:
- Longest wait: Is one caller already waiting too long?
- Calls waiting: Is the queue building faster than agents can handle it?
- Agent status: How many agents are actually available right now?
- Abandoned calls: Are customers starting to give up?
- SLA %: Is performance moving toward the danger zone?
The important part is connecting the dots.
For example:
Calls waiting ↑ + Agent availability ↓ + Longest wait ↑ = SLA is likely under pressure.
That gives supervisors a chance to act before the SLA drops — not after.
What’s the first metric you check when your queue suddenly gets busy?
